Virtuální bankovní pobočka - zjednodušení klientského servisu díky online bankovnictví

Abstract

Diplomová práce je zaměřena na analýzu současného přístupu klientů k bance a jejich vnímání a komunikaci s bankou pomocí různých kanálů. V teoretické části jsou popsány trendy v bankovnictví pro budoucí roky a v čem spočívá návrh produktu či služby založené na Human-Centered Design. V praktické části je poté provedena analýza nejčastějších klientských scénářů pro návštěvu pobočky a pro využití mobilního a internetového bankovnictví a také úroveň adopce online kanálů u vybrané bankovní společnosti. Dále jsou zde uvedeny klíčové faktory ovlivňující rozhodnutí klienta, který kanál si zvolí pro interakci s bankou. Poté je popsán model Virtuální pobočky a její hlavní znaky, které byly definovány na zákledě Human-Centred metody. Na konec jsou vybrány tři scénáře, které nejsou vhodně realizovány v současných online kanálech a navrženy možné optimalizace jejich realizace včetně odhadu ekonomického dopadu implementace změn.

The master thesis is focused on the analysis of the current approach of clients to the bank and their perception and communication with the bank through various channels. The theoretical part describes banking trends for future years and explains Human-Centered Design approach to design products or services based on real user requirements. The practical part analyzes the most frequent client scenarios for visiting bank branches and for using mobile and internet banking. Moreover, the level of adoption online channels at a selected bank company is analyzed. In the practical part, there are also key factors described, that are affecting the client's decision, which channel they choose to interact with the bank. Based on the Human-Centered Design, the Virtual Branch model is defined and its main features are then explained. At the end, three scenarios are selected that are not appropriately implemented in current online channels, and their possible optimization is proposed, including an estimate of the economic impact.
