Tématem diplomové práce je analýza emoční a psychické zátěže pracovníků tísňových linek. Operátoři jsou pod neustálým tlakem, ať už jde o čas nebo o komunikaci s často vystresovanými lidmi, kteří zažívají neobvyklou zatěžující událost. V takových případech je občas těžké zjistit, co se vlastně stalo a kde se volající nachází. Mnohdy se operátoři setkávají i se zneužitím tísňových čísel, kdy se nejedná o reálnou mimořádnou událost. V této práci jsme se snažili zachytit všechny tyto aspekty, které jsou pro operátora emočně a psychicky náročné a přinést ucelený náhled na danou problematiku. V teoretické části naší práce jsme se zaměřili na definování základních pojmů, které jsou spojené s tématem diplomové práce. Blíže jsme se věnovali problematice stresu, a to především tomu pracovnímu stresu a stresu, který postihuje operátory tísňových linek a volající. Následně jsme nastínili fungování tísňových linek a druhy hovorů, se kterými se operátor často setkává. V závěru teoretické části jsme se zaměřili na fungování operačních středisek u Hasičského záchranného sboru, Zdravotnické záchranné služby a Policie ČR. V praktické části jsme pomocí dotazníkového šetření analyzovali míru emoční a psychické zátěže, nejčastěji se vyskytující stresory, které ovlivňují operátory tísňových linek a důsledky působení stresu. Dotazníkové šetření je složeno ze série standardizovaných a nestandardizovaných dotazníků. Nestandardizované dotazníky vznikaly na základě hloubkových rozhovorů se zástupci základních složek IZS. Získané výsledky jsme následně komparovali v rámci jednotlivých složek. Podle získaných výsledků byla sestavena SWOT analýza, ve které byly vymezeny rizikové faktory. Na závěr jsme stanovili návrhy opatření ke snížení těchto rizikových faktorů a definovali možná doporučení pro praxi. The topic of the diploma thesis is the analysis of the emotional and psychological burden of the emergency line staff. The operators are under constant time pressure as well as the pressure caused by the communication with stressed people facing an unusual burdensome situation. In such cases, it is sometimes very difficult to find out what has happened and where the person is calling from. The operators often face the misuse of emergency numbers; it is not a real emergency situation. In this work, we tried to state all aspects that are emotionally and psychologically challenging for the operator and then provide a comprehensive overview of the issue. In the theoretical part of the work, we focused on defining the basic concepts that are related to the topic of the diploma thesis. We brought into focus the issue of stress, particularly work stress and stress that affects emergency telephone operators and callers. We then outlined the operation of the emergency lines and the types of calls that the operator often experiences. At the end of the theoretical part, we focused on the functioning of the operational centres at the Fire Rescue Service, the Medical Rescue Service and the Police of the Czech Republic. In the practical part, using the questionnaire survey, we analysed the level of emotional and psychological stress, the most common stressors affecting the operators of the emergency lines and the consequences of the stress. The questionnaire survey consists of a series of standardized and non-standardized questionnaires. The non-standardized questionnaires were based on in-depth interviews with the representatives of the units of the Integrated Emergency System. The results obtained were subsequently compared within the individual units. Based on the results we obtained, a SWOT analysis identifying the risk factors was created. In conclusion, we determined proposals to reduce these risk factors and defined possible recommendations for practice.
